The Way of Transformation

"Acceptance of the need to change is the starting point."

Successful Transformation

"The heart of transformation are the three levers that must be pulled to institute changes that succeed and last: knowledge, process, and technology."

The Nature of Change

"Change is as close as a PC monitor, where the amount of time and effort interacting with computer-based systems continually increases in quantity and importance."

Facing Change

"Anything less than a sense of urgency places any organization at serious risk."

Customer Value Management

"For more and more firms, 'a winning customer experience' during each interaction with the business is becoming the value proposition."

Analyzing Value to the Customer

"A firm's self-knowledge must be tied to knowledge of customers and their hierarchy of needs, the leverage point at 'moments of potential value.'"

The CVM Difference

"When a firm plans a major investment or change in its infrastructure, the customer is factored in as the ultimate judge and jury for the outcome."

When Is CVM Appropriate?

"The common denominator is a realization that a firm's internally focused processes do not deliver what customers need and want."

Establishing and Maintaining CVM

"When technology is moving very fast and is driving customer needs, the top customer priority is for _products that perform better, faster, and more reliably than any others currently available_."

Knowledge Management: Definition and Importance

"For too many firms, knowledge is idle capital."

Current Knowledge Management Issues

"Knowledge, when shared, can become the glue that holds units and people together."

Components of Knowledge Management

"To be effective, a knowledge infrastructure balances processes, structure, and technology and has as its foundation the ultimate source and repository of knowledge: the human mind."

Principles of Knowledge Management

"The more people understand the setting in which knowledge is generated, the greater the chance that they'll be able to replicate the process and apply what's been learned."

Enemies of Knowledge Management and Responses to Them

"The proper way to view and handle knowledge is in terms of knowers."

The Capital of Competencies

"Competencies put knowledge to work."

How to Benefit From and Employ Competencies

"At full force, competencies push firms to seek out, recognize, and apply multiple ways to expand their power to compete successfully."

The "X" Factor in Transformation: Process

"Process leaders succeed when they have clear lines of responsibility and authority so that they can overcome silos and deal with goal conflicts."

The Three C's of Process

"Management leads the way in creating a culture of process by absorbing, inculcating, and applying _the three C's of process: coordination, cooperation, and communication_."

High-Level Processes

"By identifying and focusing on high-level enterprise processes, firms can achieve better understanding of their operations."

Leading with Process Management

"The effective process leader emerges as the one responsible for harnessing resources and know-how to get results from processes."

Process-Centric Management

"Whether the driver is vision or operations, the litmus test of effective process-centric management is flexibility."

Process and Growth

"When properly implemented and maintained, process management makes all the difference in managing a firm for growth."

IT and Industry Change

"Companies are moving ahead successfully with information technology rather than hesitating in the face of any debate over a "productivity paradox.""

Value Propositions and Attributes

"What counts with customers is a company that looks outward as prelude to looking inward at what it can deliver."

IT and the Future

"There is no way to generalize with assurance about the rate and types of change in IT."

Advances in IT

"There is no escape: the steady and rapid advancement of processing power, storage, memory, and display technology has made possible new applications that affect all firms."

Leadership into an Uncertain Future

"Successful firms continuously perform the gap analysis between their current states and their desired futures."

The Crucial Role of Leadership

"Wherever they are, leaders challenge existing ways of doing things, often experimenting and usually moving forward incrementally."

Biography: James W. Cortada was first among equals in the writing of this book. He consults in the field of business transformation, the underlying theme of this book. He has designed processes for sales, marketing, utility industry functions, and corporate cultural transformation. He is a leading expert on quality management practices and best practices in Information Technology. He has written more than a dozen books and nearly 100 articles in business management and strategy. He is an Executive Consultant within IBM Global Services, and has been with the company for 25 years.

Thomas S. Hargraves brought his expertise in business transformation strategies, process reengineering, and quality improvement to the book. He has consulted not only for clients, but for IBM itself. He has redesigned processes within the company and has played a crucial role as a member of the IBM team that developed much of the current intellectual capital on process management that is used by IBM consultants around the world. As a Principal with IBM's Consulting Group, he has worked extensively in the utility, transportation, process and petroleum, and manufacturing industries.

Edward Wakin played a key role in crafting this book. Taking the work of the team of IBM experts, he brought a coherence and structure to the final draft. He has had extensive experience writing for major corporations, from annual reports to position papers, and he is nationally know for his workshops in corporate communications. He is a past winner of the George Polk Award for "distinguished achievement in journalism." He is Professor of Communications at Fordham University.

An IBM Team of Consultants, in addition to Jim, Tom and Ed, contributed their expertise to the book. This was a team effort and the book would not have seen the light of day without their collective work. They were Eric L. Lesser, Scott H. Oldach, Laurance Prusak, Harvey L. Thompson, and William A. Tulski, Jr.
